Limit the first intake to one request type
Choose a support group you can define clearly, such as delivery questions, appointment changes or access problems. Decide which channels belong in the pilot and when a request is out of scope. One shared screen is not a substitute for a rule covering urgent or sensitive cases.
Define statuses and ownership
Use a short vocabulary such as new, assigned, waiting for customer, waiting internally and closed. Every open request needs an owner and a next action. Check that a handoff keeps the existing context and any response commitment.
Keep context instead of forwarding fragments
Keep the original message, confirmed customer details, topic and prior replies together. Internal notes should remain separate from the customer channel. Let a teammate take over without asking the customer to repeat the same information.
Make priority and exceptions visible
Define criteria for urgent cases and a clear escalation route. Test complaints, incomplete details, duplicate messages and requests outside the service scope. Automatic assignment is not the same as a specialist review or a resolved request.
